{"id":10135,"date":"2016-08-16T09:05:52","date_gmt":"2016-08-16T16:05:52","guid":{"rendered":"https:\/\/blog.intercom.io\/?p=10135"},"modified":"2020-07-30T12:59:18","modified_gmt":"2020-07-30T11:59:18","slug":"empathy-the-key-to-better-support-content","status":"publish","type":"post","link":"https:\/\/www.intercom.com\/blog\/empathy-the-key-to-better-support-content\/","title":{"rendered":"Empathy: the key to better support content"},"content":{"rendered":"<p class=\"opening_paragraph\">As your business grows and scales, it&#8217;s easy to lose touch with the problems your customers are experiencing, even the reasons you started up in the first place.<\/p>\n<p>If you start to lose touch, one of the places it will become really apparent is in the content you produce to help users of your product. But if you focus on having empathy with your customers it\u2019s much easier to stay on track.<\/p>\n<p>To be successful you\u2019ll need to build both cognitive\u00a0and emotional empathy with your customers. With cognitive empathy, you relate to and understand how somebody is feeling, but maintain an outside perspective. Emotional empathy is different. It\u2019s a fully experiential state where you feel the person\u2019s feelings \u2013 you feel their actual frustrations. But how can having both cognitive and emotional empathy enable you to create great support content?<\/p>\n<h2 id=\"1-cognitive-empathy-understand-how-your-customers-feel\">1. Cognitive empathy: understand how your customers feel<\/h2>\n<h3>Surround yourself with customer information<\/h3>\n<p>To understand more how customers perceive your product, what they love about it, and how they use it, you need to surround yourself with information about exactly that.<\/p>\n<p>Harley Davidson take this seriously. Dev Pentnaik describes the scene in his article on <a href=\"http:\/\/www.fastcompany.com\/1340716\/widespread-empathy-rewiring-your-corporation-intuition\" target=\"_blank\" rel=\"noopener noreferrer\">empathy in the workplace<\/a>:<\/p>\n<p><em>\u201cWalking down an aisle of otherwise ordinary office cubicles, you&#8217;re confronted by an endless display of photos and signs from famous bike rides and exquisitely painted motorcycle gas tanks. On one wall, snapshots capture scenes from one employee&#8217;s recent bike trip down the coast of California. Other walls proudly display banners and photos from rallies and other events, including the pilgrimage that hundreds of thousands of riders make every year.\u201d<\/em><\/p>\n<p>The goal at Harley Davidson is not to show off what amazing products they\u2019re selling. The goal is to create a working environment where it\u2019s impossible not to learn about their customers\u2019 lives.<\/p>\n<p>We do the same thing here at Intercom. As you enter our office you\u2019ll see posters describing who our individual customers are, what their business does, where they\u2019re located, what they look like, but also which Intercom products they own, what they use them for, and what they think about them (good and bad). Other ways we connect with our customers\u2019 and their frustrations is through customer days (where we each join the support team for a day), frequent surveys, conversation analysis, and lots of 1:1 user interviews.<\/p>\n<h3>Stay on top of your product&#8217;s evolution<\/h3>\n<p>This is far more than just keeping track of what new features you release. Rather, you need to fully understand exactly why features were built, and what problem they solve for your customers.<\/p>\n<p>Talk to your research and design teams to understand the motivations behind the design. Talk to your support team to understand any customer issues with it. And talk to your engineering team to understand its limitations. Use this knowledge to create help content that will communicate that you\u2019ve tried to understand your customers\u2019 goals and frustrations.<\/p>\n<p>Here\u2019s an example. When we built our User Map, the design team discovered that people were using it in <a href=\"https:\/\/www.intercom.com\/blog\/shareable-map\/\" target=\"_blank\" rel=\"noopener noreferrer\">ways we never intended<\/a>. So we improved its design to match how people were actually using it.<\/p>\n<p>So here on the product education team, having spoken to our designers directly, and understood their motivations, we were then in a far better position to support the feature with content, which recognized the kind of jobs people used the map for:<\/p>\n<p><em>Your map is ideal for showing off how many customers you have at trade shows, and where they all are in the world. The user map is also ideal for impressing potential investors, without exposing sensitive data about your user base. <\/em><\/p>\n<h2 id=\"2-emotional-empathy-feel-the-pain-your-customers-are-feeling\">2. Emotional empathy: feel the pain your customers are feeling<\/h2>\n<h3>Experience a world without your product<\/h3>\n<p>If you\u2019re creating content describing a solution to a problem you\u2019ve never experienced, you\u2019ve gone wrong along the way.\u00a0You need to immerse yourself in the world your new users are coming from \u2013 a world without your product.<\/p>\n<p class=\"quote\">Immerse yourself in the world your new users are coming from.<\/p>\n<p>For example,\u00a0imagine a world where someone wasn\u2019t using Intercom Engage to send targeted email and messaging campaigns (hard to believe, right?!). First they\u2019d have to try and sketch a long and complex decision tree of all the potential outcomes and dependencies for each message. Then they\u2019d have their colleagues look over it for mistakes, input all the data into an automated marketing tool, and probably have an expert configure it. And even then there\u2019s no guarantee that the right people get the right messages at the right time \u2013 particularly if the user\u2019s response to a message hasn\u2019t been anticipated in advance. It\u2019s time consuming, complicated, and frustrating.<\/p>\n<p>But by researching and completing this workflow, and by experiencing the complexity, we\u2019re in a far better position to write empathetic content around the problem. Our Smart Campaigns content in this case <a href=\"https:\/\/docs.intercom.com\/engaging-your-customers\/how-to-create-a-smart-campaign\" target=\"_blank\" rel=\"noopener noreferrer\">says<\/a>:<\/p>\n<p><em>Anyone can create a targeted rich message campaign in minutes. There\u2019s no headache inducing decision trees, and no complex configurations. Rather than trying to guess the pathways people might take in your product, Smart Campaigns will adapt the order of messages to match user behavior. Here\u2019s how&#8230;.<\/em><\/p>\n<p>If you\u2019ve experienced the issue you\u2019re writing about, you\u2019ll build rapport with the user, and you\u2019ll write effective content, with compassion.<\/p>\n<h3>Don\u2019t ignore the broken windows<\/h3>\n<p>We\u2019re lucky at Intercom that we\u2019re in the same business as lots of our customers. We get to use our product as users every day, so we\u2019re <em>always<\/em>\u00a0on the lookout for bugs. We have posters hanging around our office that say \u201cIf you find something broken, you now own fixing it\u201d.<\/p>\n<p><img decoding=\"async\" class=\"small\" src=\"https:\/\/intercom.com\/blog\/wp-content\/uploads\/2016\/08\/broken-windows.jpg\" alt=\"broken windows\" \/><\/p>\n<p>As well as fostering a culture of ownership, actively finding and reporting bugs exposes us to the actual pain our customers are feeling with our bugs.<\/p>\n<p>Clarity of writing follows clarity of understanding, so we\u2019re in a position to speak their language when we\u2019re creating help content. For example:<\/p>\n<p><em>If you\u2019re trying to export multiple users at once, the group export feature can sometimes take quite a while &#8211; sorry :( we\u2019re working hard to get that running faster. In the meantime, a workaround is to manually enter each email address of your users, separated by a comma, and hitting Export. You\u2019ll get your CSV by email right away. <\/em><\/p>\n<p>It&#8217;s easy to focus on the ideal path a user will take, write a guide or two, and call it a day. But every product has bugs and limitations \u2013 don\u2019t ignore them. You\u2019re best placed to help your customers navigate them with compassionate content.<\/p>\n<h2 id=\"knowing-what-to-write\">Knowing what to write<\/h2>\n<p>Empathy is more than a warm and fuzzy notion best suited to Hallmark greeting cards. It&#8217;s about working hard to understand your customers. When you sit down to write help content, there\u2019s less speculating on what problems they might have, on what to say, and on what tone to use. You\u2019ll know your product, you\u2019ll know its issues, you\u2019ll know your customers.
