This means crafting a messaging strategy that truly engages its recipients on a regular basis, creating an <a href=\"https:\/\/www.intercom.com\/blog\/what-is-intercom\">outstanding customer experience<\/a> that <a href=\"https:\/\/www.intercom.com\/blog\/bridging-the-customer-expectation-gap\/\">exceeds expectations<\/a>.<\/p>\n<p>Creating a great customer engagement strategy is one thing, but implementing it is another. Below, we share key best practices for successful customer engagement, the anatomy of a good message, and a few examples to get your juices flowing.<\/p>\n<h2 id=\"what-is-customer-engagement\">What is customer engagement?<\/h2>\n<p>Customer engagement is the process of building a relationship between a business and its customers. It encompasses all customer communications over the course of the customer lifecycle, and aims to help customers get maximum value from your product while strengthening their ongoing relationship with your company.<\/p>\n<p>Successful engagement depends on sending the right messages, to the right people, at the right time and place, to help them get to a desired outcome. The channels can vary, but at Intercom we focus on a wide mix of messaging types such as <a href=\"https:\/\/www.intercom.com\/blog\/email-marketing\/\" target=\"_blank\" rel=\"noopener noreferrer\">email<\/a>, <a href=\"https:\/\/www.intercom.com\/blog\/in-app-messaging\" target=\"_blank\" rel=\"noopener noreferrer\">in-app messages<\/a>, <a href=\"https:\/\/www.intercom.com\/blog\/product-tours\" target=\"_blank\" rel=\"noopener noreferrer\">Product Tours<\/a>, <a href=\"https:\/\/www.intercom.com\/blog\/mobile-carousels\" target=\"_blank\" rel=\"noopener noreferrer\">Mobile Carousels<\/a>, and <a href=\"https:\/\/www.intercom.com\/blog\/customizable-bots\" target=\"_blank\" rel=\"noopener noreferrer\">customizable bots<\/a>. For a productivity app an engaged customer should be logging in every day to add and complete items, whereas for tax software, an engaged user might only log in a couple times a year.<\/p>\n<h2 id=\"5-customer-engagement-best-practices-that-drive-results\"><strong>5 customer engagement best practices that drive results<\/strong><\/h2>\n<h3>1. Get to the point<\/h3>\n<p>When you get to the point quickly, your messaging becomes instantly clearer. Clarity makes your writing easier to understand, easier to retain, and more enjoyable to read, and all of that makes your readers happy.<\/p>\n<p>No matter if your company is B2B or B2C, keep your business communications action-oriented, and quickly explain what you want the reader to do. Here are some examples of clear, accessible language:<\/p>\n<ul>\n<li><strong>Describe improvements<\/strong> you\u2019ve made to your product, e.g. \u201cIt\u2019s now 20% faster.\u201d<\/li>\n<li><strong>Pique interest<\/strong> by telling people about their account, e.g. \u201cSince you last logged in 5 of your friends have signed up.\u201d<\/li>\n<li><strong>Offer an incentive<\/strong> to come back, e.g. \u201cGive us another try and we\u2019ll knock 25% off your bill for the next 3 months.\u201d<\/li>\n<\/ul>\n<h3>2. Adopt a personal tone<\/h3>\n<p>We\u2019ve all become experts at ignoring messages that aren\u2019t meant specifically for us. <a href=\"https:\/\/www.intercom.com\/blog\/preach-framework-for-customer-support-tone\/\">Adopting a personal tone<\/a> can make all the difference in improving customer relationships. At a minimum, address people by their name. Replace company logos with photographs of real individuals, which helps make a personal connection.<\/p>\n<p>At Intercom, when selecting the type of message to send to our customers, we often use an in-app chat style message or a simple plain text email, because they feel handcrafted and direct. We know they are likely to get better engagement than something that looks like it was sent to the masses.<\/p>\n<p>A word of warning, however \u2013 it\u2019s possible to come across as too personal when you don\u2019t know the customer. No one likes overfamiliarity from folks they\u2019ve never met. The tone you should aim for is akin to leaving a voicemail for an aunt you only ever meet at family celebrations. Warm and friendly, but respectful about what you don\u2019t yet know.<\/p>\n<h3>3. Make it relevant<\/h3>\n<p>One of the basic tenets of communication is that the more you try to appeal to everybody, the more you end up connecting with nobody.<\/p>\n<p>To land effectively and build brand loyalty, your message has to be specific and appropriate to the customer.<\/p>\n<p>Let\u2019s say you\u2019ve just launched your photography app and have acquired those all-important first 100 customers. All of these signups share an interest in your business, but they\u2019re not necessarily interested in the same thing. Some will want to know about your shutter speed and focus settings, some will be interested in your dancing hotdog filters. Your job is to tailor your message to both types of customer.<\/p>\n<blockquote class=\"pullquote-style-two\"><p>&#8220;The key is in carefully defining your audience for each message, and targeting them based on their behaviors so that the message is as relevant as possible&#8221;<\/p><\/blockquote>\n<p>A powerful feature for creating personalized messages is to include custom attributes in each message, specific to each customer. For example, you could use <a href=\"https:\/\/www.intercom.com\/blog\/announcing-multichannel-transactional-messaging\/\">transactional messaging<\/a> to send multichannel messages triggered by specific customer actions or dates. You could contact everyone who has nearly reached storage capacity in your photo sharing app, and let them know exactly how much space they have left. Maybe you could mail your customers about their incomplete orders, or you could message your customers about their unfinished projects to encourage them to complete them.<\/p>\n<p>The key is in carefully defining your audience for each message, and <a href=\"https:\/\/www.intercom.com\/blog\/messages\">targeting them based on their behaviors<\/a> so that the message is as relevant as possible.<\/p>\n<h3>4. Consider cultural differences<\/h3>\n<p>You wouldn\u2019t send a message to business customers in the US on the Fourth of July, so <a href=\"https:\/\/www.intercom.com\/blog\/tips-for-a-great-support-experience-during-the-holidays\/\" target=\"_blank\" rel=\"noopener noreferrer\">be aware of major holidays<\/a> in other parts of the world where you might have lots of customers. What might be an oversight to you might display a lack of insight to your loyal customers.<\/p>\n<p>Your customers have given you permission to email them but don\u2019t abuse their inbox. Depending on the nature of your app they are there to enjoy themselves, complete a job, or save time, not to hear about what they can do to make your life easier.<\/p>\n<h3>5. Speak consistently<\/h3>\n<p>The more people there are in your company, the harder it is to maintain a consistent voice and tone. As you\u2019re writing, consider the reader\u2019s state of mind. Are they relieved to be finished setting up your product? Are they confused and seeking help through customer support? Are they disappointed to have reached the limits of your free plan? Subject line<\/h3>\n<p>You have a limited amount of words to play with so be clear and direct. When viewed on a desktop the average inbox will show about 60 characters of the subject line. But increasingly, email is read on mobile devices \u2013 more than 50% according to estimates. In that scenario, you can\u2019t be sure that any more than 30\u201340 characters will be visible, which means you have less than 6\u20138 words to get to the point. Our own research has found that, on average, messages that are opened have shorter subject lines.<\/p>\n<p>Of course, it can\u2019t just be any 5 words; you have to <a href=\"https:\/\/www.intercom.com\/blog\/what-everyone-ought-to-know-about-subject-lines\/\" target=\"_blank\" rel=\"noopener noreferrer\">make sure they\u2019re interesting too<\/a>. Above all, avoid the temptation to <a href=\"https:\/\/www.intercom.com\/blog\/3-better-ways-to-improve-user-retention\/\" target=\"_blank\" rel=\"noopener noreferrer\">tell your customers that you miss them<\/a> \u2013 that approach rarely works! To ensure you pick the best subject line for your customers, why not <a href=\"https:\/\/www.intercom.com\/blog\/help\/en\/articles\/243-measure-message-effectiveness-with-goals-and-a-b-testing\" target=\"_blank\" rel=\"noopener noreferrer\">A\/B test<\/a>?<\/p>\n<h3>2. Call to action<\/h3>\n<p>The majority of messages we send aim to get recipients to perform a task. Yes, sometimes you just want to start a conversation, but most of the time we want readers to to act. It follows that you need to give message recipients a clear next step.<\/p>\n<p>A good call to action should be persuasive and compelling. It should also be more descriptive than \u201cclick here.\u201d Use command verbs to make it clear what clicking a link or button will lead to:<\/p>\n<ul>\n<li>Read more on the blog<\/li>\n<li>Download the app<\/li>\n<li>Upgrade now<\/li>\n<li>Order yours<\/li>\n<\/ul>\n<p>It\u2019s also necessary to give readers a reason why they should complete your call to action. Make sure the content directly related to the button or link is sufficiently explanatory and clearly shows the benefit of taking the action.<\/p>\n<p>Giving a call to action a sense of urgency can also help (\u201cGive ExampleApp a try \u2013 free for 60 days\u201d), though there\u2019s a fine line between a sense of urgency and coming off as pushy.<\/p>\n<h2 id=\"6-example-messages-for-better-customer-engagement\">6 example messages for better customer engagement<\/h2>\n<p>Now that we\u2019ve covered the characteristics of a good message, let\u2019s apply these principles to a few different types of messages you might want to send. We\u2019ve used messages like these to help grow and scale Intercom \u2013 we hope a few of them will help you do the same.<\/p>\n<h3>1. Welcome messages<\/h3>\n<p><img loading=\"lazy\" decoding=\"async\" class=\"aligncenter wp-image-16926 size-large\" src=\"https:\/\/www.intercom.com\/blog\/wp-content\/uploads\/2018\/09\/welcome-700x552.png\" alt=\"intro message template for customer engagement\" width=\"700\" height=\"552\" srcset=\"https:\/\/www.intercom.com\/blog\/wp-content\/uploads\/2018\/09\/welcome-700x552.png 700w, https:\/\/www.intercom.com\/blog\/wp-content\/uploads\/2018\/09\/welcome-300x237.png 300w, https:\/\/www.intercom.com\/blog\/wp-content\/uploads\/2018\/09\/welcome-768x606.png 768w, https:\/\/www.intercom.com\/blog\/wp-content\/uploads\/2018\/09\/welcome-600x473.png 600w, https:\/\/www.intercom.com\/blog\/wp-content\/uploads\/2018\/09\/welcome.png 1248w\" sizes=\"auto, (max-width: 700px) 100vw, 700px\" \/><\/p>\n<p>Just as a mai\u0302tre d\u2019 can set the tone for your whole experience at a high-end restaurant, a welcome message sets the tone for your product. <a href=\"https:\/\/www.intercom.com\/blog\/designing-onboarding-message-schedule\/\" target=\"_blank\" rel=\"noopener noreferrer\">Welcome messages<\/a> should focus on things that will actually <a href=\"https:\/\/www.intercom.com\/blog\/onboarding-guide\/\" target=\"_blank\" rel=\"noopener noreferrer\">help the recipient get value from your product<\/a>, such as:<\/p>\n<ul>\n<li>The most impactful next steps for them to take, e.g. send a message or add 5 teammates.<\/li>\n<li>The three most common questions customers have on the first day. Address them right up front so they don\u2019t have to hunt around for the answers.<\/li>\n<li>A warm welcome from somebody behind the product, e.g. \u201cI\u2019m the Product Manager of ExampleApp. I\u2019d love to hear about what you\u2019re trying to achieve with our product.\u201d<\/li>\n<\/ul>\n<h3>2. Activation messages<\/h3>\n<p>Many customers who sign up for a product only use it once. This is especially true for products with a free trial. That\u2019s why you can\u2019t rest on your laurels and assume someone has committed to your product just because they signed up \u2013 they could easily just be curious to check it out.<\/p>\n<p>There will be times when a customer signs up but fails to take the first step, like completing registration or adding their teammates. If two days after signup they haven\u2019t carried out that next step, you should automatically trigger a message. Make it an email, or possibly <a href=\"https:\/\/www.intercom.com\/blog\/push-notifications\/\" target=\"_blank\" rel=\"noopener noreferrer\">a push notification<\/a>, rather than an in-product message as you are trying to get them back into your app. The message needs to clearly outline what the next step is that they need to take, and the value to them of taking that step.<\/p>\n<h3>3. The next step is to define the bare bones milestones customers must complete to begin experiencing that better life. If I bought a grill, it could be cooking up my first steak. In Slack\u2019s case it could be inviting five teammates to the product.<\/p>\n<p>A good customer engagement strategy recognizes how your customers are becoming that better version of themselves. A timely in-app message or email is a positive feedback mechanism that lets people know \u201cCongrats! You\u2019ve done X, Y, and Z. Now you\u2019re three steps closer to why you signed up in the first place.\u201d When customers feel like they\u2019re making progress, you begin to build customer loyalty. These customers are much more likely to become recurring users of your product, and subsequently much more valuable for your business.<\/p>\n<h3>4. Feature announcements<\/h3>\n<p><img loading=\"lazy\" decoding=\"async\" class=\"aligncenter size-large wp-image-16925\" src=\"https:\/\/intercom.com\/blog\/wp-content\/uploads\/2018\/09\/announcement-700x398.png\" alt=\"\" width=\"700\" height=\"398\" srcset=\"https:\/\/www.intercom.com\/blog\/wp-content\/uploads\/2018\/09\/announcement-700x398.png 700w, https:\/\/www.intercom.com\/blog\/wp-content\/uploads\/2018\/09\/announcement-300x171.png 300w, https:\/\/www.intercom.com\/blog\/wp-content\/uploads\/2018\/09\/announcement-768x437.png 768w, https:\/\/www.intercom.com\/blog\/wp-content\/uploads\/2018\/09\/announcement-600x341.png 600w, https:\/\/www.intercom.com\/blog\/wp-content\/uploads\/2018\/09\/announcement.png 1248w\" sizes=\"auto, (max-width: 700px) 100vw, 700px\" \/>The value of a new feature isn\u2019t a product of the time and resources you put into building it. It\u2019s about whether or not it solves a customer\u2019s problem and it\u2019s up to you to show them how.<\/p>\n<p>Focus the copy in your message on how this new feature will make their lives better. Put yourself in the shoes of the recipient who is probably hearing about the product or feature for the first time. What is the key thing that is going to convince them to give it a try? Is it going to improve their social life, save them time at work, make them more money?<\/p>\n<p>Avoid saying things like, \u201cWe\u2019ve spent the last month restructuring how our export functionality works.\u201d Instead, focus your message on what your customers can now achieve. Saying something like, \u201cExporting reports is now automated which will save you heaps of time. Here\u2019s how&#8230;\u201d is a much better start.<\/p>\n<h3>5. Feedback messages<\/h3>\n<p><img loading=\"lazy\" decoding=\"async\" class=\"wp-image-16924 size-large\" src=\"https:\/\/www.intercom.com\/blog\/wp-content\/uploads\/2018\/09\/feedback-message-700x254.png\" alt=\"\" width=\"700\" height=\"254\" srcset=\"https:\/\/www.intercom.com\/blog\/wp-content\/uploads\/2018\/09\/feedback-message-700x254.png 700w, https:\/\/www.intercom.com\/blog\/wp-content\/uploads\/2018\/09\/feedback-message-300x109.png 300w, https:\/\/www.intercom.com\/blog\/wp-content\/uploads\/2018\/09\/feedback-message-768x279.png 768w, https:\/\/www.intercom.com\/blog\/wp-content\/uploads\/2018\/09\/feedback-message-600x218.png 600w, https:\/\/www.intercom.com\/blog\/wp-content\/uploads\/2018\/09\/feedback-message.png 1248w\" sizes=\"auto, (max-width: 700px) 100vw, 700px\" \/><\/p>\n<p>Writing emails, in-app messages, or a social media post to gather feedback isn\u2019t easy. You\u2019re asking a favor of the recipient, in exchange for making the product better for them. It doesn\u2019t help that people are most inspired to give feedback and leave online reviews when they have an extreme experience. There\u2019s a very good reason why you see Yelp restaurant reviews clustered around the \u201camazing\u201d and \u201cappalling\u201d end of the spectrum.<\/p>\n<p>A few tips on asking for feedback the right way:<\/p>\n<ul>\n<li><strong>Be specific.<\/strong> Instead of vague questions such as \u201cHave you got any feedback about our app?\u201d, ask things like \u201cWas everything clear during signup?\u201d<\/li>\n<li><strong>Tell them what you\u2019ll do with their feedback.<\/strong> Instead of benign platitudes such as \u201cYour feedback makes us better,\u201d let recipients know what you\u2019re planning to use their feedback for, e.g. \u201cCustomer feedback is reviewed weekly by our product managers and helps inform our future roadmap.\u201d<\/li>\n<li><strong>Don\u2019t ask for too much.<\/strong> We\u2019ve all been asked to fill out a 20-minute survey by a business we don\u2019t even remember dealing with. You can do better than that. Give your customers one simple task to accomplish, and they\u2019ll be much more likely to do it.<\/li>\n<\/ul>\n<h3>6. Promotions and upsells<\/h3>\n<p>In his book <em>Marketing Metrics<\/em>, Paul Farris shares a fascinating finding: \u201cThe probability of selling to a new prospect is 5\u201320%. The probability of selling to an existing customer is 60\u201370%.\u201d<\/p>\n<p>Promotions and upsells can provide the low-hanging fruit of customer engagement, but only if you leave the snake-oil tactics at the door.<\/p>\n<p>Making these messages successful depends on making the customer aware of the increased value they could be getting. The first thing they\u2019ll ask is: \u201cWhat\u2019s in it for me?\u201d Make it clear what the offer is, how it compares to your current offering, and how they can take advantage of it.<\/p>\n<p>But remember, making existing and new customers successful with your product and reducing the amount of <a href=\"https:\/\/www.intercom.com\/blog\/customer-retention-5-best-practices-6-strategies-for-low-churn\/\">customer churn<\/a> is your long-term goal, so don\u2019t offer a promotion or upsell unless it makes sense for your customer\u2019s business.<\/p>\n<h2 id=\"theres-always-room-for-a-unique-actionable-message\">There\u2019s always room for a unique, actionable message<\/h2>\n<p>The average person receives over 122 emails a day. When you include in-app messages and push notifications, the number of messages they encounter is greater still.<\/p>\n<p>Even when you\u2019re competing against the distractions of daily life, there will always be room for messages that are interesting, unique, useful, and actionable.
