{"id":8355,"date":"2017-03-31T12:10:52","date_gmt":"2017-03-31T11:10:52","guid":{"rendered":"http:\/\/intercom.com\/blog\/?p=8355"},"modified":"2024-10-22T19:01:00","modified_gmt":"2024-10-22T18:01:00","slug":"conversations-not-tickets","status":"publish","type":"post","link":"https:\/\/www.intercom.com\/blog\/conversations-not-tickets\/","title":{"rendered":"Support tickets alone are not enough \u2013\u00a0it&#8217;s time to offer conversational support"},"content":{"rendered":"<p class=\"opening_paragraph\">Many online businesses have done little to improve our most frustrating real life customer support experiences.<\/p>\n<p>Too often, they rely on outdated support ticketing models where <a href=\"https:\/\/www.intercom.com\/blog\/customer-support-software\" target=\"_blank\" rel=\"noopener noreferrer\">helpdesk management<\/a>, not customer delight, determines what the experience feels like for the person with the problem.<\/p>\n<p>Ticketing workflows allow for all sorts of efficiencies behind the scenes, particularly when handling complex queries, but if you want to show your customers you care, they should never feel like they&#8217;re waiting in line at the DMV. Customer support should feel personal. Every customer should feel like they\u2019re involved in a <a href=\"https:\/\/www.intercom.com\/blog\/the-right-type-of-customer-conversations\/\" target=\"_blank\" rel=\"noopener noreferrer\">one-to-one conversation with a business<\/a>, not filing a one-off support ticket that isn&#8217;t treated as part of a broader relationship. As a business, this requires responding quickly, honestly, personally, and proactively.<\/p>\n<h2 id=\"how-to-be-more-than-support-tickets-with-your-customer-support\">How to be more than support tickets with your customer support<\/h2>\n<p>To help make your <a href=\"https:\/\/www.intercom.com\/blog\/campaign\/conversational-support-funnel\/overview\" target=\"_blank\" rel=\"noopener noreferrer\">conversational support<\/a> truly personal, we&#8217;re sharing our 10 best practice guidelines for those interactions between a support teammate and a customer.<\/p>\n<h3>1. You\u2019re human and so are your customers. Talk like one.<\/h3>\n<p>You need to be be friendly, natural, and personal. This means addressing customers by their first name, asking how they are, or perhaps commenting on something outside the issue at hand \u2013 like the weather in their city, for example.<\/p>\n<p>The great thing about talking like a human is that customers will mirror your tone. Be friendly \u2013 and your customers will be friendly right back to you. Maintain this tone, even when the issue is resolved, and customers will feel more comfortable asking for help, and keep coming back to your product. It also reinforces that you view this as a relationship and not a support ticket that you&#8217;re incentivized to close out as quickly as possible.<\/p>\n<h3>2. Always personalize your response<\/h3>\n<p>Every support query is different. Two customers might experience the same problem, but they still need a message written just for them. Nothing says \u201cI don\u2019t value your business\u201d like a canned, generic response. Intercom\u2019s <a href=\"https:\/\/docs.intercom.com\/resolving-your-customers-issues\/resolve-customer-issues-quicker\/shorten-your-response-times-with-saved-replies\">saved replies<\/a> are perfect when you find you\u2019re answering the same questions again and again. But we recommend always personalizing them to the user, specific to that occasion.<\/p>\n<h3>3. Explain things in multiple ways<\/h3>\n<p>Different things resonate with different people. Be prepared to explain the same thing in a bunch of different ways \u2013 in a list, with a gif, or by chatting to them over the phone. However you choose to help your customers, make sure you show, rather than just tell. Simple Gifs like the one below are quick to make with tools like <a href=\"https:\/\/www.getcloudapp.com\/\">CloudApp<\/a>, and are a great way of illustrating \u2018how-tos\u2019 in your product.<\/p>\n<p><img decoding=\"async\" src=\"https:\/\/intercom.com\/blog\/wp-content\/uploads\/2017\/03\/Explain-things-in-multiple-ways.gif\" alt=\"Simple gifsare a great way of illustrating \u2018how-tos\u2019 in your product.\" \/><\/p>\n<h3>4. It\u2019s never their fault<\/h3>\n<p>If a customer can\u2019t use the product you\u2019ve built, it\u2019s your fault \u2013 always. Customers hire your product for a specific job, and if your product doesn\u2019t deliver, the blame rests with you. You should apologize that it\u2019s confusing, explain what you think might help, and ask their opinion on how they feel it could be improved upon in the future. Blaming the customer is the definition of a subpar customer service experience.<\/p>\n<h3>5. Communicate using emoji<\/h3>\n<h3><img loading=\"lazy\" decoding=\"async\" class=\"alignnone size-large wp-image-12269\" src=\"https:\/\/intercom.com\/blog\/wp-content\/uploads\/2017\/03\/Communicate-using-emoji-392x700.png\" alt=\"\" width=\"392\" height=\"700\" srcset=\"https:\/\/www.intercom.com\/blog\/wp-content\/uploads\/2017\/03\/Communicate-using-emoji-392x700.png 392w, https:\/\/www.intercom.com\/blog\/wp-content\/uploads\/2017\/03\/Communicate-using-emoji-168x300.png 168w, https:\/\/www.intercom.com\/blog\/wp-content\/uploads\/2017\/03\/Communicate-using-emoji-336x600.png 336w, https:\/\/www.intercom.com\/blog\/wp-content\/uploads\/2017\/03\/Communicate-using-emoji.png 710w\" sizes=\"auto, (max-width: 392px) 100vw, 392px\" \/><\/h3>\n<p>Communicating via emoji and gifs are often faster, <a href=\"https:\/\/www.intercom.com\/blog\/defining-customer-support\/\" target=\"_blank\" rel=\"noopener noreferrer\">richer and more expressive<\/a> than with text. They break down the traditional barriers of \u2018us vs them\u2019, and reinforce the idea that your customers are interacting with a real human, not just an automated, ticket-answering machine.<\/p>\n<h3>6. The invitational exit<\/h3>\n<p>Always end support <a href=\"https:\/\/www.intercom.com\/blog\/the-right-type-of-customer-conversations\/\" target=\"_blank\" rel=\"noopener noreferrer\">conversations<\/a> by inviting your customers to ask more questions, and ask whether the issues they\u2019ve contacted you for have been resolved. Never make a customer feel like your next support query is more important than their own. Remember, if you don\u2019t solve a customer\u2019s problem there and then, it doesn\u2019t go away. You\u2019re just kicking the can to whoever picks up the problem next time around.<\/p>\n<h3>7. Know your product inside out<\/h3>\n<p>When new features are being added, or old ones removed, your product knowledge becomes stale a lot quicker than you think. You should be an up-to-date encyclopedia of knowledge about how your product works and what it is capable of. Use your product every single day. Don\u2019t just assume a feature is working and forget about it. Pointing your customers to a <a href=\"https:\/\/www.intercom.com\/blog\/customer-support-software\/knowledge-base\" target=\"_blank\" rel=\"noopener noreferrer\">knowledge base<\/a> article is easy, but incomplete. Providing awesome support is so much easier when you have a detailed level of knowledge of your own product.<\/p>\n<h3>8. Resolution is the goal of every conversation<\/h3>\n<p>Reaching resolution means that the customer is satisfied \u2013 whether you\u2019ve solved their problem or not. <a href=\"https:\/\/www.intercom.com\/blog\/say-no-to-customers\/\" target=\"_blank\" rel=\"noopener noreferrer\">Don\u2019t avoid difficult conversations<\/a>, or say no without any explanation. Saying yes to every request only leads to mistrust between customers and your business. When a customer trusts you\u2019ve considered their problem, and given them an honest response, you\u2019ll reach resolution far quicker.<\/p>\n<h3>9. Never assume anything<\/h3>\n<p>Don\u2019t assume your customers have the same technical knowledge as you have. Likewise, never assume they know nothing. Either approach can come across as disrespectful or arrogant. You need to strike the right balance and pitch your reply at the right level. Intercom gives you <a href=\"https:\/\/docs.intercom.com\/the-intercom-platform\/know-every-user-and-company-personally\">all the information you need<\/a> about your users inside your inbox, so you can skip the lengthy back and forth and get straight to problem-solving.<\/p>\n<h3>10. Think like the customer \u2013 be proactive with your response<\/h3>\n<p><img decoding=\"async\" class=\"alignnone wp-image-12271 size-large\" src=\"https:\/\/intercom.com\/blog\/wp-content\/uploads\/2015\/11\/Think-like-the-customer.png\" alt=\"When aswering support questions, think like the customer\" width=\"450\" height=\"\" \/><br \/>\nWhen a customer asks a question like \u201cWhere do I go to set up a new email to my customers?\u201d, appreciate their question actually lives inside a workflow of questions. It\u2019s going to be followed by questions like, \u201cCan I use my own theme or template?\u201d, \u201cCan I change the \u2018from\u2019 address?\u201d, \u201cHow will I see my results?\u201d. When you answer a customer\u2019s initial question, don\u2019t just answer the question they asked. Proactively include answers to some of the follow-up questions they\u2019re likely to have.<\/p>\n<h2 id=\"support-ticket-systems-take-the-personalization-out-of-support\">Support ticket systems take the personalization out of support<\/h2>\n<p>The days where slow, disconnected, and impersonal communication with your customers was accepted as the norm have passed. If you\u2019re not considering how you can transition to a more personal approach, be damn sure your competitors are. The days of getting by with casual responses via your support ticketing system are over.
