{"id":8699,"date":"2016-01-19T09:45:57","date_gmt":"2016-01-19T17:45:57","guid":{"rendered":"http:\/\/intercom.com\/blog\/?p=8699"},"modified":"2020-07-30T13:02:16","modified_gmt":"2020-07-30T12:02:16","slug":"product-principles-read-receipts","status":"publish","type":"post","link":"https:\/\/www.intercom.com\/blog\/product-principles-read-receipts\/","title":{"rendered":"Product principles: read receipts"},"content":{"rendered":"<p class=\"opening_paragraph\">When we released our <a href=\"https:\/\/www.intercom.com\/blog\/messenger\">real-time messenger<\/a>, we tried to push aside the traditional live-chat model, and instead took our cues from modern messaging apps.<\/p>\n<p><a href=\"https:\/\/www.intercom.com\/blog\/live-chat-guide\/\">Our sermon<\/a> was that businesses talking to customers should feel as natural and familiar as friends talking to each other.<\/p>\n<p>But we quickly learned we didn\u2019t go far enough. We realized our Messenger fundamentally lacked a heartbeat. When a customer wasn\u2019t involved in a live conversation, messages could feel like they were being sent into the ether. What happens when I send my message? Will I receive a reply right away?<\/p>\n<p>When messaging friends and family, we\u2019re used to conversations that are both real-time and spread out over several hours or days. But when it comes to customer and business communication? Not so much.<\/p>\n<p>We\u2019ve worked on several indicators to help control expectations around our Messenger, and would like to share some of the product principles that informed one of these features \u2013 the read receipt.<\/p>\n<h2 id=\"assessing-the-existing-patterns\">Assessing the existing patterns<\/h2>\n<p>Read receipts, signals that tell you a message has been seen, are now a core feature of messaging apps. But the implementation differs across platforms; some with more success than others.<\/p>\n<p>Telegram and WhatsApp both use a combination of check marks to signify \u201cdelivered\u201d and \u201cseen\u201d. But I\u2019d love to know how many users actually know what those checks mean. WhatsApp dive further into ambiguity; only coloured checks mean your message has been seen. It\u2019s almost intentionally cryptic:<\/p>\n<p><img decoding=\"async\" src=\"https:\/\/intercom.com\/blog\/wp-content\/uploads\/2016\/01\/whatsapp_read_receipt_final.png\" alt=\"\" \/><\/p>\n<p>Apple has the most straightforward design. There\u2019s zero ambiguity here:<\/p>\n<p><img decoding=\"async\" src=\"https:\/\/intercom.com\/blog\/wp-content\/uploads\/2016\/01\/apple_read_receipt_01.png\" alt=\"\" \/><\/p>\n<p>What\u2019s interesting about Apple\u2019s approach is read receipts are turned off by default. People have to make an effort to turn them on. As most people don&#8217;t bother doing this, the real value of the read receipt is lost in most conversations.<\/p>\n<p>Facebook flipped that model on its head. And not just because they use their nifty falling faces to indicate a message has been read.<\/p>\n<p><center><img decoding=\"async\" src=\"https:\/\/intercom.com\/blog\/wp-content\/uploads\/2016\/01\/seen-state-messenger-final.gif\" alt=\"https:\/\/intercom.com\/blog\/wp-content\/uploads\/2016\/01\/seen-state-messenger-final.gif\" \/><\/center>They don\u2019t just turn read receipts on by default; you can\u2019t even turn them off. It was controversial at the time. Read receipts are <a href=\"http:\/\/gizmodo.com\/turn-off-read-receipts-1707250022\">seen by many<\/a> as the hall monitor of the messaging world, holding you accountable for any lapses of communication. But Facebook understood that messaging works better if it&#8217;s more transparent.<\/p>\n<h2 id=\"why-read-receipts-matter\">Why read receipts matter<\/h2>\n<p>If read receipts are so controversial for personal messaging, why bother building them for businesses? Particularly since standard practice for businesses is to reveal as little as possible of what\u2019s happening behind the curtain.<\/p>\n<p>At Intercom, we deliberately optimize for the end user, not just the business. We believe our customers are best served when their users and customers have a great experience. And part of what makes a great experience is transparency.<\/p>\n<p>The read receipt, even when nobody replies, is a token of communication. It takes people out of the state of unknown, and subtly indicates the immediacy (or not) of the conversation. As long as the \u201cNot seen yet\u201d label is present, the user knows they\u2019re not going to get an immediate reply.<\/p>\n<p>Read receipts are also about changing behavior. Businesses need to get much better at using quick, short, conversational messages. Even if it&#8217;s something simple like, \u201cLet me check on some things and I\u2019ll get back to you.\u201d Read receipts encourage businesses to give these quick acknowledgements. It\u2019s about changing business mindsets about how to talk to customers. The world of lengthy, formal and delayed communication is quickly being left to lawyers and bureaucrats.<\/p>\n<h2 id=\"how-we-built-it\">How we built it<\/h2>\n<p>When it came time to design, there were three product principles we adopted to ensure that everyone got the value of the feature, and that provided the transparent and conversational messaging model we wanted.<\/p>\n<h3>1. It can\u2019t be optional<\/h3>\n<p>Building a feature that can\u2019t be disabled is never an easy decision. We discussed optionality in read receipts, but quickly realised it introduced a situation comparable to the Prisoner\u2019s Dilemma:<\/p>\n<blockquote><p><em><br \/>\n\u201cPrisoner\u2019s Dilemma is a canonical example of a game analyzed in game theory that shows why two individuals might not cooperate, even if it appears that it is in their best interests to do so.\u201d<\/em><\/p><\/blockquote>\n<p>Just like in the Prisoner\u2019s Dilemma, if given a choice, businesses and customers are likely to opt out of read receipts, choosing individual reward over collective good. And when nobody decides to opt in, the system breaks. It becomes a one-sided messaging experience where nobody gets the real value of the feature.<\/p>\n<p>As the Intercom Messenger is all about being transparent and conversational, we approached read receipts so they had to be part of every conversation. Neither customer, nor business, has the option to turn it off. There\u2019s no setting for this.<\/p>\n<h3>2. You can&#8217;t stop halfway<\/h3>\n<p>When we initially designed the receipt, we displayed a \u201cNot seen yet\u201d label under the message. Once it was seen, we just removed the label. We never actually showed the words \u201cSeen\u201d. This was a deliberate decision we made; we were trying to lower user expectations of a response.<\/p>\n<p><img decoding=\"async\" src=\"https:\/\/intercom.com\/blog\/wp-content\/uploads\/2016\/01\/message_not_seen_early.png\" alt=\"https:\/\/intercom.com\/blog\/wp-content\/uploads\/2016\/01\/message_not_seen_early.png\" \/><\/p>\n<p>But once we tested this pattern out in real conversations, we quickly realised it didn\u2019t work. Instead of lowering expectations, it introduced <em>more<\/em> ambiguity. When no messages were marked as seen, how was anyone to know there was another human on the end of the line? We quickly realised we needed to communicate both &#8216;seen&#8217; and &#8216;not seen&#8217; states.<\/p>\n<h3>3. Design for reality<\/h3>\n<p>Consumer messaging apps serve as our product model, but there are some important ways Intercom is different. Intercom has a <a href=\"https:\/\/www.intercom.com\/blog\/inbox\" target=\"_blank\" rel=\"noopener noreferrer\">team inbox<\/a> \u2013 any number of people might respond to a new conversation. And teams often triage conversations \u2013 they review new conversations and decide which to answer first.<\/p>\n<p>So we decided to design some breathing room for new conversations. We don\u2019t mark messages from new conversations as \u2018Seen\u2019 until the first agent starts responding. This way, teams can safely triage new conversations, without unintentionally raising user expectations of a fast response.<\/p>\n<p><img decoding=\"async\" src=\"https:\/\/intercom.com\/blog\/wp-content\/uploads\/2016\/01\/read_receipts-intercom-2.gif\" alt=\"\" \/><\/p>\n<h2 id=\"the-long-term-impact\">The long-term impact<\/h2>\n<p>Read receipts are a great example of how a tiny, single phrase actually has big product implications. They\u2019re an <a href=\"https:\/\/www.intercom.com\/blog\/beware-of-icebergs\/\" target=\"_blank\" rel=\"noopener noreferrer\">iceberg<\/a>. They play only one small part in the orchestra of messaging, but they\u2019re vital to our mission of making communications between customers and businesses more authentic and transparent.<\/p>\n<hr \/>\n<p>At Intercom we&#8217;re always grabbling with product issues like this.
